Dear CPAP Victoria.

I would like to raise concerns regarding the experience I had today while urgently trying to organise a CPAP machine for my grandfather.

From approximately 10 a.m. through to around 3 p.m, I was continuously on the phone between the CPAP provider and my grandfather’s GP clinic, while also attending the store in person, attempting to get the required information and approvals organised. During this time, I made countless calls back and forth simply trying to receive answers and progress on the process.

I want to be clear that I do not believe this was the fault of any single staff member, and everyone I spoke to was polite and trying to help within their limitations. However, the overall process was incredibly slow and difficult to navigate given the seriousness and urgency of the situation.

My grandfather has since been admitted to emergency due to the severity of his condition. I understand that a CPAP machine may not ultimately have changed the outcome, but when someone is struggling to breathe and deteriorating in real time, spending five hours trying to coordinate urgent respiratory support is deeply distressing and, in my opinion, not acceptable.

I am writing this because I believe there needs to be better communication, coordination, and escalation pathways for situations involving vulnerable or critically unwell patients. Families already under stress should not have to repeatedly chase responses during what is clearly a medical crisis.

Thank you Hayley for taking the time to provide this feedback, and firstly we are very sorry to hear about your grandfather’s condition and subsequent admission to emergency. We can only imagine how stressful and upsetting this situation must have been for you and your family.

We also want to acknowledge the effort you put in throughout the day trying to coordinate information between ourselves and your grandfather’s GP clinic during what was clearly an urgent and emotional situation. We appreciate your comments regarding our staff, and we are pleased that everyone you spoke with was trying to assist and support you where possible.

Unfortunately, in situations involving CPAP therapy, we do require specific clinical information and approval from the treating doctor before proceeding, as this ensures the therapy and equipment provided are appropriate and safe for the patient’s needs. In this case, obtaining the required information from the GP contributed to the delays experienced throughout the process.

That said, we completely understand that from your perspective, particularly given the seriousness of your grandfather’s condition, the process felt far too long and difficult during a medical crisis. We genuinely appreciate you raising concerns around communication, coordination and escalation pathways, as feedback like this helps us review how we support families in urgent situations and identify opportunities to improve.

Our thoughts are with your grandfather and your family, and we sincerely hope he receives the care and support he needs.

Person was Rude over the phone

Person was Rude over the phone, Took too long for product to arrive, if I didn't complain I would still be waiting. Would not tell me if there were any cushions at Shepparton shop, was told I had to buy it on line.
How hard is it to put the actual shops phone numbers instead of one number does all. Its the 21st century surely every shop has there own phone number. Wont be buying from CPAP Victoria again

I completely understand it can be frustrating when a product isn’t immediately available in-store. Some older mask models and replacement parts are only stocked at our online warehouse, which is why our team may have advised you to purchase online.

Regarding phone contact, we only have one central phone number for all clinics. Our consultants spend the majority of their day in appointments supporting patients face-to-face, so this system ensures they can provide the best care without constant interruptions, while still allowing our reception team to assist with general enquiries.
